Hospitality Industry Risk Management Update: “Bedbugs: A Nightmare for the Hotel Industry”

In order to mimic the way bedbug information would be discovered in real life as travelers booked hotels online, Penn explained, the information about bedbugs required a couple extra clicks from the participant.lead_960 They found that bedbugs were at the top of people’s lists of concerns when picking a hotel. Further, if an actual bedbug was found—participants reported it as the number one reason they’d leave the hotel immediately.

In 2010, it seemed all but impossible to escape bedbug infestation and paranoia in New York City. Almost everyone knew someone that had to deal with them; I remember guilt-ridden conversations of how to politely escape social gatherings at the homes of friends who had had them.

That year was the peak of bedbugs in New York. The Department of Housing Preservation and Development reports that infestation cases have been falling since then; last year’s case number—2,268 —is less than half of what it once was.

Nevertheless, bedbugs are still a huge concern for the hospitality industry.  The reason isn’t merely the bugs themselves, but how travelers choose their accommodations these days: online, guided by the reviews of their fellow travelers. And those online reviews can do real damage to a hotel if there is just the slightest hint of a bedbug infestation.

That’s the finding of three researchers—Michael Potter, veteran entomologist, and agricultural economists Jerrod Penn and Wuyang Hu at the University of Kentucky—who teamed up to look at the economic impact of bedbugs for the hotel industry. Their forthcoming report was funded by Protect-A-Bed (a company that makes mattress protectors), and it shows that bedbug reports lowered the value of a hotel room by $21 for leisure travelers and $38 for business travelers.

One of my panelists (he who cannot be named) brought up an interesting tactic to help hoteliers size up the competition and see how they’re delivering on the guest experience.hotel website Have you ever thought about really digging into TripAdvisor’s “star” reviewers’ reviews? That’s a mouthful. But it’s an interesting way to look at what your hotel might be missing the mark on.

As our readers might know, Hotel News Now is deep in the throes of the beast that is the Hotel Data Conference. Leading up to the event, which kicked off last night, we pulled the data, assigned stories and called our panelists. (Shameless self-promotion: Hear me moderate the panel titled “Online, offline: Keeping your reputation intact”).

While this is only my second time moderating a panel, I have to say I’m really excited about this one. Why, you ask? Well, I’ve had the pleasure of speaking with each one of my panelists via phone about how the discussion will go. Let’s just say we’re all on the same page when it comes to giving you some concrete examples of how your hotel can better manage its reputation.

Hospitality Industry Technology Update: “Company Uses Technology to Reduce Hotel Noise”

Given that studies have shown an increase in a hotel rating can correlate to an increase in the all-important average daily rate for a property,hotel noiseit’s no wonder why the hotel industry is trying to find ways to anticipate guests’ needs before they have time to bring it to the attention of hotel staff.

In a busy, bustling world, noise can be a problem for both hotel guests and hoteliers.

One company, Quietyme, has set out to reduce noise and cut down disturbances with the help of advanced technology.

Quietyme — founded in 2012 in Madison, Wisconsin — uses sensors to pick up the decibel levels of locations. Sensors can be placed in individual rooms and are connected via an electronic network. The sensors not only pick up the origin of high noise levels, but also indicate which particular rooms within a property are affected, based on each room’s decibel level. Reports are then sent to hotel staff either via mobile device or through the main hotel system.

Huey Zoroufy, COO of Quietyme, said the technology was originally designed for apartment managers, who used it to both monitor noise levels and curb property damage associated with high noise levels.

Hospitality Industry Management Update: “6 Ways to Prepare For the Next Downturn”

Good times continue to roll for the global hospitality sector with growth in the travel and tourism industry expected to increase by 3.9% this year, according to Ernst & Young’s “Global hospitality insights” report for 2015.

But in the cyclical fashion of the industry, the upswing can’t last forever.

So what should hoteliers be doing now to prepare for the inevitable down cycle, and how much can investing in their products and services now set them up for not so good times in the future?

For Eric Danziger, president and CEO of Debut Hotel Group and Hampshire Hotels Management, preparation now is absolutely key to success in a future downturn.

“Hoteliers should be pragmatic, preparing for when it is a bit more difficult to get those much-needed guests through a property’s doors,” he said. “Hoteliers that are prepared with a product and with services that guests value, appreciate and are willing to pay for will be ahead of the game.”

Hospitality Industry Legal Update: “Are You Breaking the Law by Recording Calls?”

“Regardless of the content of the call, hoteliers should be ensuring that they are using automatic disclosures—in order to obtain consumer consenthotel-phone—if using an automatic recording system. If an operator becomes the target of one of these consumer privacy class actions, taking an aggressive approach and attacking these claims as incongruent with the legislative purpose and intent behind the respective statute is a recommended.”

In the past few years, class action plaintiffs have recovered billions of dollars in punitive damages by exploiting strict liability laws that punish businesses for failing to properly notify customers when a phone call is being recorded.

Under the Federal Telephone Consumer Protection Act and similar state statutes, businesses including hotels are prohibited from using certain tactics when telemarketing or making calls to solicit potential guests or customers. Hotels and other businesses are precluded from making calls or using any kind of prerecorded message, unless the caller has obtained a recipient’s prior express consent in writing or electronically.

Additionally, hoteliers are prohibited from making calls to residences before 8 a.m. and after 9 p.m., and a future hotel guest calling to confirm a reservation also must be notified if the call is recorded. Hence, under these laws, if a hotel receptionist in Montana receives a call from a California resident to confirm a reservation but never notifies the recipient that the call is being recorded, it could result in damages ranging from $500 to $5,000 per call under federal and state laws.

This seemingly innocuous business practice of recording customer service calls without providing some variation of the oft-heard disclosure, “This call may be monitored or recorded for quality assurance purposes” has the potential to financially cripple a business.

Hospitality Industry Legal Update: “Patel v L.A. and What it Means for Hotel Operators”

More than a decade ago, a group of hotel owners sued Los Angeles. Now their actions have caused reverberations in hotels throughout the country.

The U.S. Supreme Court ruled June 22 in City of Los Angeles v. Patel that the police practice of asking for a hotel’s guest registry without a warrant is unconstitutional.

“It’s certainly providing privacy protection and extending it to companies, both to the company owner and the guests that are there. It’s certainly a win for the hotels,” Attorney Dana Kravetz said.

“This is going to have widespread impact – and already has had widespread impact – on a host of cities and really the industry at large. It’s a powerful decision. It really sets it out pretty clearly as to what the police can or cannot do.”

This ruling goes beyond Los Angeles as so many other U.S. cities have similar ordinances, said Kravetz, managing partner of Michelman & Robinson and chair of the law firm’s hospitality group.

“It’s really a great day for the hotel industry,” said Frank Weiser, the attorney for the group of hotel owners (Patel). “It’s a great day for businesses throughout America.”

If they succeed at connecting with guests on a social level, they can remain at the forefront of those customers’ minds when they book their next trip.

It’s no secret that social media plays a major role in the way the hospitality industry connects with customers. There are, however, more ways for hotels to use social media than to just attract guests before they book. With creativity and ingenuity, hotels can use this medium as a powerful marketing channel to build brand affinity and loyalty by engaging guests in conversations during their stays.

Below are simple but innovative ways a few major hotels are already using social media to create memorable guest experiences:

Installing Social Walls
The desire to connect with and meet new people is one that is shared by nearly all of mankind, but compelling any person to actively make connections with other guests during a hotel stay can be tricky. The Four Seasons Dallas, however, came up with a brilliant tactic to overcome this obstacle. During the Fourth of July holiday in 2013, the hotel unveiled “social walls” in its lobby. The walls consisted of screens that showed social posts of people staying at the hotel.

Hospitality Industry Management Update: “5 Ways to Improve Responses on TripAdvisor”

Leisman cited data form a Phocuswright poll of the TripAdvisor community of travelers that found 84% of U.S. users agreed that an appropriate managementonline engagement response to a bad review “improves my impression of the hotel.” Six of 10 users (62%) said seeing hotel management responses to reviews generally “makes me more likely to book it (versus a comparable hotel that didn’t respond to travelers).”

It’s funny observing the disparate number of policies hoteliers employ regarding reviews on TripAdvisor. Company A insists on responding to every comment, while Company B tells its managers to reply only to the bad. Company C takes a different tact entirely: It doesn’t respond to any.

Those are the broad buckets. Nuances and further variation exist at each stage along the spectrum. And each company that employs them insists theirs is the only and obvious approach.

Some variety might be warranted. One hotel is often not like the other, so I understand a degree of unique plans that appeal to unique bases of demand, product offerings and location types.

But clearly there are some hoteliers who, despite their best intentions, are engaging with guests on TripAdvisor in a manner that could prove potentially harmful to further review rankings and thus future bookings.

In cases such as these, I find it’s best to go straight to the source for the prescribed best practices. In this case, that would be TripAdvisor—or more specifically, Heather Leisman, business VP of industry marketing.

This topic was top of mind for her. TripAdvisor recently released a report which examined why travelers write reviews. The top reason? “To share useful information with others” and because “they find reviews helpful, so they want to give back.” (Who knew the TripAdvisor online community was so altruistic?)

Wi-Fi is a business driver that enables a comprehensive guest experience. Soon, hotels will leverage the power of Wi-Fi to expand on loyalty programs,Hotel wifi integrate with the in-room TV, and take part in other customer-engagement strategies such as location-based promotions and time-based offers.

Yaroslav Goncharov, CEO of Hotel Wi-Fi Test, has had a front row seat to the rise of Wi-Fi in the hotel industry. “It’s become a key amenity,” he says. “Some studies even claim it is second only to a comfortable bed.” At a time when basically every handheld device features Internet connectivity, guests place immense value on reliable wireless networks. This means that top-notch Wi-Fi services have changed from a nicety to a necessity.

When it comes to best practices, nothing trumps capacity. “While bandwidth growth has always been an issue for hospitality IT departments, the additional demands of Wi-Fi have accelerated the urgency,” says Alexandra Sewell, executive director, emerging markets, Comcast Business. She notes that many hotel guests carry two or three mobile devices, and they expect to be constantly connected when they travel. “And without the proper network capacity, Wi-Fi will be slow and frustrating,” she says. Kirk Hylan, owner of INsite Networks, a San Francisco IT company, says there’s no rule of thumb when it comes to determining how much bandwidth a hotel property needs. “With bandwidth, it’s really a matter of how much your pocket can afford because guests will use it all.”

“Technology is evolving faster than most of us ever imagined,” says Doug Gehret, general manager at Hilton Orlando. “We must be proactive to remain relevant.” Gehret’s hotel recently upgraded to the latest 802.11ac Wi-Fi standard and now touts its high-speed data rates (up to 10 times standard Wi-Fi) as a key selling point in promotion material. With the AC Wi-Fi standard now over a year old, hotels that haven’t upgraded may find themselves falling behind the competition. And a property’s Wi-Fi speed isn’t a secret anymore, as third-party reviewers like Hotel Wi-Fi Test provide free, easily accessible ratings of wireless services that potential guests may use when choosing hotels for their next stay or event.
