Hotels that establish meaningful relationships with guests can maximize revenue opportunities and increase customer satisfaction, travel industry experts said during the Digital Marketing Strategy Conference, which was hosted by Hospitality Sales & Marketing Association International in Manhattan last week. Here are some best practices panelists shared for using technology to engage with guests before, during, and after their stays.

Before They Arrive
Google’s industry head for travel, Tiffany Miller, said that during the pre-booking period, consumers visit 18 travel-related sites. “You have two and a half weeks to inspire the traveler to book your property,” she added. To make an impact, marketers should take creative approaches, like using celebrities or YouTube stars to boost engagement or allowing consumers to spread the message through self-generated videos.

Biometrics (voice recognition, fingerprint or retina scanning) is quicklysmartpayment becoming another method of user authentication…Actual credit card data is exchanged only within the bank and payment network, not directly tied to the customer’s interaction with the merchant, removing the merchant from handling that data.

By the end of this year, it’s estimated that 70 percent of all credit cards and 40 percent of all debit cards (about 1.1 billion in total) worldwide will be EMV capable. This payment system, also known as chip and pin, adds dynamic data to the transaction stream that renders replay of payment transactions impossible. And since every card contains its own microprocessor chip, EMV (which stands for Europay, MasterCard, and Visa) cards are nearly impossible to counterfeit.

There’s no need for the card to leave the customer’s sight, and there’s no swiping. The credit card number isn’t exposed on a screen. Though not entirely fail-safe, the technology is a global standard and makes transactions hundreds of times more secure. In Europe, which has had EMV for years, reports indicate that card fraud has fallen as much as 60 percent over the last decade, whereas here in the United States, it’s increased about 50 percent over that same time period.

Hospitality Industry Management Update: “How Lower Fuel Costs Will Pay Off for Hotels This Year”

Beyond just travel, oil prices also have a role to play in the operational expenses of hotels. Lower prices can bring down utility bills and transportation costs on goods and services and, depending on how long oil prices stay low, propertiesfuel may see this impact their bottom line. “There’s certainly going to be an operational benefit,” says PKF Hospitality Research President Mark Woodworth. “The ultimate benefit is mitigated quite meaningfully by the fact that 45 to 50 percent of hotel expenses are labor related.”

The 50 percent drop in oil prices during the second half of 2014 has put plenty of cash into consumers’ wallets and that could mean good things for the lodging industry this year. Crude oil is selling for $47.64 per barrel today compared to over $90 a year ago. And while prices have started to stabilize a bit, there’s still a chance for them to decrease even further due to the glut of crude and the expectations of weak global growth pulling down the market.

While it’s important to speak up if suspicious behaviors arise, Guelbart stresses the importance of carefully assessing and reporting the situation. Trafficking endangers not only the victim in question but everyone underTrafficking-620x330 the hotel’s roof. “Trafficking is often connected with other criminal activity, including drugs or violent assault, and this can jeopardize the safety of hotel guests and employees,” Guelbart says. “You should never, ever directly get involved in a potential sex trafficking situation.”

Human trafficking may seem like a distant problem—something that only happens abroad or in the movies—but traffickers have checked into hotels across the nation. As the world’s second largest criminal industry, human trafficking exploits 100,000 to 300,000 American children (ages 12 and up) every year. In New York City alone, 44 percent of the child victims were sexually exploited in hotels.

The American Hotel & Lodging Educational Institute (AH&LEI) and ECPAT USA, an organization dedicated to ending child sexual exploitation, have joined forces to educate hotel owners and employees on this issue. “Traffickers are now using technology. They’re selling children online—less and less on the street—and they might be living in a hotel setting, or they’ll bring the victim to a hotel for the exploitation,” says Michelle Guelbart, ECPAT USA director of private sector engagements.

To date, 10 of AH&LA’s largest hotel member chains have activated 911 direct dial access at nearly all of their owned and managed properties, with the remainder expected to complete the process very soon.911 Further, more than half of these chains have updated, or are in the process of updating, brand standards to ensure franchisees upgrade their phone systems as well. Led by AH&LA, all of these chains, as well as the broader hotel industry, also have worked hard to educate franchisees and their properties on the need to make the switch as quickly as possible.

One year ago, tragedy struck an east Texas town. Not only did our community lose a loving mother, daughter, and sister, but the nation also lost trust in a system it relies on in life-threatening circumstances.

Last December, Kari Rene Hunt Dunn was murdered by her estranged husband in a hotel room in Marshall, Texas. Kari’s 9-year-old daughter, while witnessing the unthinkable, did exactly what we train our children to do in an emergency—dial 911. However, in this case, the daughter could not get through to the authorities because she failed to dial 9 to get an outside line.

Yet, they typically don’t want to sleep in the same room as their children or grandchildren.Boomers-620x330 Seeing this trend, Preferred created a family rate that allows boomers to book two rooms—one for themselves and another for family at a 50 percent discount, says Michelle Woodley, SVP of distribution and revenue management. Promoting this sort of accommodation, distinct from inventory of traditional rooms, drives incremental revenue for the properties.

Hotels are going sleek and techie to woo millennials. But it’s the baby boomers who have the promise to keep brands’ pulses racing throughout a long relationship. Forbes estimates brand-loyal boomers spend a none-too-paltry $157 billion on travel every year. “Millennials are getting the buzz, but boomers are still the most valuable customers,” says Richard Jones, COO of Hospitality Ventures Management Group. “They have time and money, and leisure travel is their most desired activity. Projections show by 2017, 50 percent of the population will be over 50, control 70 percent of U.S. disposable income, and inherit $15 trillion over 20 years. Hotels can be a beneficiary of that.”

Room block poaching refers to businesses that actively seek to recruit or divert event attendees away from official room blocks and into other hotel bookings. “This is pervasive,” says Mike Dominguez, senior vice president of corporate sales at MGM Resorts International. “It’s touching everybody now, primarily in the big cities that have larger citywide conventions.”

Dominguez is part of a workgroup formed by the Convention Industry Council’s Accepted Practices Exchange (APEX) that intends to develop awareness and best practices for minimizing the impact of room block poaching.
The practice isn’t new, but technology has made it easier for accessibility to a customer, Dominguez says. Poachers attack public information, such as exhibitor lists on conference websites.

Hospitality Industry Management Update: “Examining Hotel Labor Costs”

Labor cost is a major expense item throughout all operated and undistributed departments within a hotel. Not surprisingly, the labor-intensive rooms and food and beverage departments have the highest labor cost ratios.labor costs In 2013, labor costs represented 61.1 percent of total expenses in the rooms department and 59.6 percent in the food and beverage department. At the other end of the spectrum, labor costs are less pervasive in the administrative and general (48.8 percent) and maintenance (51.5 percent) departments.

As revenues continue to grow for most U.S. hotels, the combined cost of salaries, wages, bonuses, and payroll-related expenditures has declined as a percent of total hotel revenue. In 2013, labor costs represented 32.3 percent of total revenue, down from a high of 34.8 percent in 2009 but still above the long-run average of 31.2 percent. Labor costs measured as a percent of total revenue run from a high of roughly 35 percent at convention and resort hotels to a low of 22 percent at limited-service and extended-stay properties.

Strong growth in revenue, however, has the potential to mask the struggles hotel managers face to control labor costs. Therefore, it is important to also measure movements in labor costs relative to changes in other hotel operating expenses. While labor cost as a percent of revenue has declined significantly in recent years, labor cost measured as a percent of total expenses has remained relatively constant.

Hospitality Industry Health Update: “Maintaining a Healthy Workforce, Workplace Keys to Hotels’ Ebola Response”

So far, it appears that the Ebola outbreak is not holding back companies’ road warriors. According to a poll of corporate travel managers released by the Global Business Travel Association Foundation,Ebola-620x330 nearly 80 percent of the managers said international business travel has either not been impacted at all or has not been impacted much during the past month. Likewise, more than 90 percent of managers said that domestic business travel has either not been impacted at all or has not been impacted much during the past month.

Travelers aren’t immune to the fear of Ebola generated by top headlines, so even though the dangers of a serious outbreak in the United States remain extraordinarily low, hotels must be prepared to respond to guests’ and employees’ concerns. And with flu season upon us, they should be ready to take responsible action no matter what the serious health care scenario.

“The health, safety, and security of our guests and team members is paramount,” stated Katherine Lugar, president and CEO of the American Hotel and Lodging Association (AH&LA) in a press release. “In these kinds of rapidly evolving situations, it is imperative that we stay informed, dispel fact from fiction, and follow official guidelines.”
